7 Ways a Dynamics 365 Customer Portal Can Reduce Customer Support Workload

Dynamics 365 Customer Portal

There is a site setting in Power Pages called KnowledgeManagement/ContentAccessLevel/Enabled. Its default value is false. Until somebody sets it to true, the content access levels you attached to your knowledge articles are not filtering anything on the portal.

That default catches a particular kind of team. They did the hard part. Somebody tagged hundreds of articles with access levels and decided which audience gets which content. Then the segmentation quietly never ran, nobody could explain why the wrong articles kept appearing in search, and the safe decision was to keep the knowledge base off the portal and keep answering by ticket.

That is what portal workload reduction usually comes down to. Not a missing feature. A setting or a field that behaves differently from how the project assumed it would.

What follows are seven mechanisms that actually move support volume in a Dynamics 365 Customer Portal, each one tied to the specific Dataverse or Power Pages behavior that decides whether it works.

1. Your Dynamics 365 Customer Portal is hiding a knowledge base you already paid for

Most Dynamics 365 Customer Service orgs have a working knowledge base before they have a portal. Agents write the articles and the articles get approved. The whole library then stays behind the agent login, which is the single largest piece of unused deflection capacity in a typical Dynamics 365 Customer Portal project.

Two conditions govern whether an article reaches the portal at all. It has to be published, and its Internal Only field has to be false. Miss either one and the article is not searchable from outside, no matter how good it is.

Content access levels then decide who sees what. Three ship by default: Default, Registered Users, and Premium Users. New articles get Default, which is associated with the Anonymous Users and Authenticated Users web roles, so an article you do nothing to is readable by the public. Access levels can also be assigned to a contact directly, or inherited from a web role, a parent contact, or an account, which is the setting most teams want and the one most often configured per contact by hand instead.

And then the site setting above has to be true, or none of that filtering applies. One trap here: Microsoft’s own documentation spells the name two ways, as KnowledgeManagement/ContentAccessLevel/Enabled in the Power Pages docs and Knowledge Management/ContentAccessLevel/Enabled with a space in the Customer Service docs. Check which one your site actually has before concluding the feature is broken.

2. Put search in front of the case form, not beside it

A knowledge base that a customer finds after submitting a case has deflected nothing.

Power Pages gives you more than one way to search, and the choice matters more than it looks. Lucene.Net search covers multiple tables and fields. Dataverse search sorts across tables by relevance. Faceted search filters results, and two facets exist only for knowledge articles: average rating, and associated product. Progressive search exists for a narrower reason, which is that the result count and the number of records actually returned can disagree, and progressive search removes the mismatch.

That last one sounds like housekeeping. It isn’t, if you intend to report on the knowledge base later. A count your team doesn’t trust is a count nobody uses.

The sequencing decision is simpler than the search configuration. In a Dynamics 365 Customer Portal, knowledge search belongs on the path to the case form, with the product facet already scoped to what the customer owns. A customer who finds the answer at that point never creates the record, which is the only form of deflection that reduces queue volume rather than relocating it.

3. Show the process stage, not the status reason

Case status reasons are written for agents. In Progress, On Hold, Waiting for Details, Researching. Printed raw on a portal page, they tell a customer roughly nothing, and the follow-up contact arrives anyway.

The out-of-box Phone to Case process already models the case as a sequence the customer can understand: Identify, then Research, then Resolve. That is a progress indicator sitting in the data, unused by most portals.

Rendering the business process flow stage instead of, or alongside, the status reason answers the “any update” question with something a customer can read. The work is reading the active stage from the process and mapping each stage to customer-facing language once, rather than exposing internal vocabulary and hoping it lands.

4. Let Power Automate say it first

Every mechanism so far is still waiting for the customer to come looking. The portal only pays off fully when it stops being a place people visit to check.

A flow on case update, filtered to the stage or status transitions a customer actually cares about, sends the update at the moment it happens. The portal becomes the destination of that message rather than a page someone remembers to open.

The design constraint is restraint. Notify on the transitions that would otherwise produce a contact, which in practice means a request for information and a resolution. Notify on every field change and customers filter you, which costs you the channel for the two messages that mattered.

5. Carry the signed-in identity into chat

Live chat on a portal reduces nothing if the conversation opens with the agent asking who you are and what this is about. That is the same identification work the phone call required, moved to a different window.

Omnichannel for Customer Service solves this with an authentication token, and for a Power Pages site most of the wiring already exists. The public key URL is available at /_services/auth/publickey on the portal base URL, and the client-side function auth.getAuthenticationToken is provided out of the box. The token returned carries the sub claim holding the signed-in contact’s ID, which links the conversation to the contact record without anybody typing a name.

Context travels the same way. The lwicontexts key in the JWT payload holds serialized custom context, and its keys have to match context variables defined on the associated work stream. Register the provider with setAuthTokenProvider after the lcw:ready event and the agent opens the conversation already knowing the contact’s account, plus whatever case or order the customer was looking at when they clicked.

The saving here is agent handle time rather than contact volume. It tends to be the larger number.

6. Stop asking for what Dataverse already has

Portal intake forms frequently ask the customer to supply their account, their contact details, the product, and the serial number. All of that is already in Dataverse, attached to the contact who just signed in.

Prefilling those fields from the authenticated contact removes typing from the customer and removes correction work from the agent, because a prefilled lookup is a real record rather than a free-text string somebody has to match later. Fields the customer should not change can be set and hidden rather than displayed as editable.

This is the quietest item on the list and usually the cheapest to implement. It is also the one that most improves what the agent sees on intake, which matters more now that Copilot in Dynamics 365 Customer Service has taken over the case and knowledge suggestion work that Smart Assist used to do. Smart Assist case and knowledge suggestions reached end of support on 2 June 2025 and end of life on 31 December 2025. Copilot grounds its suggestions in the case record, so a case that arrives with real linked records produces better suggestions than one assembled from a paragraph of free text.

7. Instrument it, or you will not be able to prove any of this

A Dynamics 365 Customer Portal that reduces support workload without measurement gets defunded at the next budget review, because the only visible number is the invoice.

Dynamics already carries the field for this. Case Origin is an option set, with Phone as 1, Email as 2, and Web as 3, and it exists specifically for reporting on how contact about a case originated. Cases created through the portal should set it deliberately rather than inherit a default, because the comparison you want later is the volume trend by origin, not the raw portal case count.

Pair that with what the knowledge side gives you. Article ratings feed the rating facet in portal search, which means customer feedback on articles is both a search input and a signal about which articles are doing the deflection. Progressive search counts, from the second item on this list, are what make the article-level numbers trustworthy enough to act on.

Then write down the baseline before go-live. Case volume by origin, and contact rate per account. Without those two figures recorded in advance, every claim about deflection afterward is an argument rather than a measurement.

Where this lands

None of the seven are platform limitations. Each one is configuration, and each one is also a decision somebody has to own after launch, which is the part that tends to go unassigned.

That maintenance question is most of the real build-versus-buy argument. Power Pages gives you every one of these mechanisms and leaves the rules spread across site settings, table permissions, content access levels, flows, and web role configuration. A packaged Dynamics 365 Customer Portal such as CRMJetty’s moves much of the same logic into its own admin, keeping the knowledge base and access rules in one place. Neither route answers the questions for you. They differ in how many places you have to go to change your answer later.

One of those places is about to move regardless of which route you took. Power Pages web roles are being merged with Dataverse security roles, with public preview from 8 July 2026 and general availability planned for November 2026. Web roles are not disappearing; they are being paired with security roles. But if your portal’s access rules exist only as web role configuration that nobody has written down in plain language, now is a good time to write them down.

Start with whichever of the seven is cheapest for you. For most teams, that is item one, because the knowledge base already exists and the work is a site setting plus an afternoon of tagging.
